System of record

The application that is the authoritative source for a particular kind of data, the CRM for customer records, the EHR for clinical data, the dispatch tool for technician schedules. The system every other view defers to.

A system of record is the application that holds the canonical version of a particular dataset. If the EHR says the patient is booked for Tuesday and the marketing automation tool says Wednesday, the EHR is correct because it is the system of record for patient appointments. The other systems are derived views.

The architectural decision a CX-AI vendor has to make is whether to be the system of record or to defer to one. Vendors that hold customer data centrally and rent dashboards back are positioning themselves as the system of record. Vendors that write to the customer's existing CRM, EHR, or dispatch tool are positioning the customer's tool as the system of record.

For an SME, deferring to the customer's existing system is almost always the right choice. The team is already trained on the existing tool, the data lives where it belongs, and switching vendors does not require migrating customer records. The CX-AI vendor's job is to be excellent at writing into someone else's system of record, not to become one.
